Hybrid flexible are roles that can be performed remotely but require some level of onsite work/in-person interactions on a regular basis, require employees to live within a commutable distance and, since business needs vary by position and may change over time, managers will set expectations and flexibility regarding where and when work is performed.

Fully remote are roles that can be performed remotely, require employees to live in approved states and will have purpose-driven in-person interactions on occasion.

Job Summary

The Workforce Management Process Lead supports the Customer Contact operation, ensuring effective staffing, scheduling and operations efficiency in compliance with collective bargaining agreement.

Job Responsibilities

The Process Lead for Workforce Planning will be responsible for managing and optimizing workforce planning strategies within the Customer Contact department. This role requires strategic oversight and execution of all workforce management processes, ensuring the efficient allocations of resources to meet customer service demands. Collaboration with Union representatives to ensure compliance with collective bargaining agreement while meeting operational metrics.

Key Responsibilities:

- Oversee all Workforce Management processes, including forecasting, overtime, scheduling and real-time management.

- Collaborate with department leaders to determine operational requirements and ensure alignment with organizational goals.

- Enhance/ develop and implement workforce management strategies to increase productivity and efficiency in the Contact Center.

- Train and mentor team members on workforce planning tools and methodologies.

- Identify opportunities for process improvements and implement solutions to enhance workforce efficiency.

- Ensure compliance with policies and procedures related to workforce manage.

Job Specific Qualifications

Required:

- Bachelor’s degree in Business Administration or a related major and a minimum of 7 years relevant professional work experience. In lieu of a degree, a minimum of 10 years of relevant professional experience.

- Demonstrated communication (verbal and written), interpersonal skills and leadership skills

- Stronge analytical skills with the ability to interpret complex data sets.

- Demonstrated strategic thinking, analytical capability and strong problem-solving skills.

- Proficient in M365 applications

- Operational experience with processes within a Customer Care or related process

Desired:

- MBA

- 7 years Customer Care experience and 3 years Workforce Management experience

- Experience with NICE IEX Workforce Management Software

- Supervisory experience
